In April 2009 TripAdvisor launched its official site in China daodao. Since then it has indexed more than 20,000 hotels and restaurants information and customer reviews, and made all kinds of top lists, becoming one of the biggest travel websites as of now.[13]#1 δραστηριότητα στο διαδύκτιοΤα Social Media είναι το μέσο αλληλεπίδρασης των ανθρώπων, με το οποίο δημιουργούν και μοιράζονται περιεχόμενο στο διαδίκτυο. Τα social media βασίζονται στην τεχνολογία web 2.0 η οποία είναι στην ουσία η τεχνολογία στην οποία βασίζονται οι δυναμικές ιστοσελίδες και η οποία κατοχυρώθηκε το 1999. Με άλλα λόγια, όταν λέμε Social Media εννοούμε τη δυνατότητα να μιλάμε, να σχολιάζουμε και να μοιραζόμαστε περιεχόμενο – κάτι το οποίο έχει χαρακτηριστεί και ως η μεγαλύτερη επανάσταση μετά τη βιομηχανική. Κάθε λεπτό της ημέρας λοιπόν φεύγουν 100.000 tweets από χρήστες του Twitter. Κάθε λεπτό οι επιχειρήσεις στο Facebook δέχονται 34.722 likes! Κάθε λεπτό οι χρήστες του YouTube ανεβάζουν 48 ώρες βίντεο στο κανάλι.
Το social media δεν είναι της μόδας, δηλαδή δεν είναι μία τάση που σιγά σιγά θα εξαφανιστεί. Για την ακρίβεια θεωρείται η μεγαλύτερη επανάσταση μετά τη βιομηχανική. Οι επιχειρήσεις πρέπει να ακούουν τον κοινωνικό ιστό, να αναλύουν τα αποτελέσματα, να συμμετέχουν ενεργά στους διαλόγους και να μετρούν με στατιστικούς δείκτες (kpis) την επιτυχία τους. Social media is not a passing fad. It is a highly valuable grouping of channels that are going to play an increasingly important role in business communications. Companies and organizations of all sizes should embrace it as quickly as possible, despite the significant impact that this may have for the organization. The dynamics of social media are different from those of any other corporate communication channels. Customers, prospects and the general public use social media to share thoughts about an issue or organization. But in the spirit of a generation that believes that few thoughts should be private, these comments are very often shared publicly. The question is not whether people are going to write about a company or organization. This is inevitable. The question is what to do once these opinions are in the public domain. This benchmark study found that 67.4% of organizations are using social media. Not surprisingly, marketing is the primary use of social media (76.4%). Customer service is the second most common use (62.9%), and corporate communications/PR was the third most common use of social media (52.8%). Most people believe that social media is primarily useful for crisis identification or management. This study proved this assumption wrong. The top use of social media in organizations today is to identify the positive or negative sentiment of the person who sent the communication/comment/post/”tweet” (77.4%). The second most cited use of social media is to identify issues with products and services (69.8%), and the third is to send requests for information regarding a company, its products or services (66.0%). Crisis identification /management was number 6 in the list of top uses, as reported by 43.4% of the study respondents.
WHO OWNS SM?Currently, there are not many proven best practices for handling customer-service-oriented social media interactions. However, there is historical business “precedent” and experience with related channels and activities that can and should be applied to the handling of social media. When the use of email as a business communications channel first became “hot” in 1997, marketing decided that it owned the new channel. Once marketing organizations realized that ownership implied that they needed to respond to all of the inquiries and complaints, they literally “dumped” the responsibility for handing emails on the contact center or customer service department. Customer service had little or no say or input into the email communications strategy, or the lack of one, but was left to handle the day-to-day tactics, often without even being given incremental resources to staff the new channel or time to train their staff.The entire company should be involved in social mediaSocial media, and the internet as a whole, are becoming a “second reality” and that’s why all company departments should be consulted when setting up the social media strategy. In the ideal situation companies work with a cross-functional social media team. Representatives from several departments working together, is the best way to use social media to its full potential.What business units can use social media?SalesYou can often find new sales leads online. People who are looking for a service or product like the one your company offers, people who are displeased with your competitors’ service or products… By setting up a smart keyword search in a monitoring tool, you can easily discover these new leads.Customer ServiceIn a B2C environment your customers sometimes need to get in touch with your company. In the past this communication was restricted to letters, emails or telephone. Now there’s also Twitter and Facebook and let there be no doubt: people will try to get in touch. It’s best to be prepared, develop a clear strategy, set up guidelines and make sure you have a good social media management tool to deal with this challenge.Marketing and CommunicationMarketing campaigns are no longer restricted to traditional media. Sometimes there’s a combination, sometimes campaigns are purely focused on social media. The big advantage with social media is that you can easily track people’s opinions about the campaign, as well as the results it has on your sales and reputation. All you have to do: monitor the campaign!Apart from following up on campaigns, marketers can also do their preparatory work on social media. Use a monitoring tool for market research. Through keyword searches you can define exactly those topics you want to examine.PRFollow up on your online reputation. What are people saying about you on social media, on blogs and forums, in comments on news articles about your company?PurchasingMany larger companies have a Purchasing Department in charge of buying products or services from other companies. Since this often concerns large sums, some research can be advisable. Use the world wide web to check on the companies you plan on buying from.As you can see, there are so many different departments that benefit from the use of social media. No doubt there are many more business goals you can fulfill, besides the ones already listed. So join forces with your colleagues from other departments and think about social media as an enrichment for your company. Using social media is just something you have to get used to. Don’t think of it as extra work. Think of it as another way of working.

Canadian musician Dave Carroll his guitar was broken during a trip on United Airlines in 2008The song became an immediate YouTube and iTunes hit upon its release in July 2009 and a public relations embarrassment for the airline.Background of the incidentMusician Dave Carroll said his guitar was broken while in United Airline's custody. He arrived to Nebraska to discover that his $3,500 Taylor guitar was damaged. In his song, he sang that he "alerted three employees who showed complete indifference towards me". Carroll filed a claim with United Airlines which informed him that he was ineligible for compensation because he had failed to make the claim within its stipulated "standard 24-hour timeframe".Carroll says that his fruitless negotiations with the airline for compensation lasted nine months.[5] Then, Carroll wrote a song and created a music video about his experience.[6] The lyrics include the verse "I should have flown with someone else, or gone by car, 'cause United breaks guitars."[7] The YouTube video was posted on July 6. It amassed 150,000 views within one day, prompting United to contact Carroll saying it hoped to right the wrong.[5] Media reported the story of the song's instant success and the public relations humiliation for United Airlines.[1][6][10] Attempting to put a positive gloss on the incident and the song, a company spokesman called it "excellent". Rob Bradford, United's managing director of customer solutions, telephoned Carroll to apologize for the foul-up and to ask if the carrier could use the video internally for training.[7] United mentioned it hoped to learn from the incident, and to change its customer service policy as a result of the incident.[5]Bob Taylor, owner of Taylor Guitars, immediately offered Carroll two guitars and other props for his second video.[10] The song hit number one on the iTunes Music Store the week following its release.[11] The belated compensation offer of $3,000 which was donated by United to the Thelonious Monk Institute of Jazz (an organization chaired by several upper-management personnel from United)[citation needed] as a "gesture of goodwill" failed to undo the damage done to its image.[12] In response to his protest's success, Carroll posted a video address thanking the public for their support while urging a more understanding and civil attitude towards Ms. Irlweg, who was just doing her job in accordance of mandated company policies in this affair.[13]Since the incident, Carroll has been in great demand as a speaker on customer service. On one of his trips as a speaker, United Airlines lost his luggage.[11]In December 2009, Time magazine named "United Breaks Guitars" No. 7 on its list of the Top 10 Viral Videos of 2009.[14]In January 2012, Carroll and "United Breaks Guitars" were featured in the CBC/CNBC documentary Customer (Dis)Service.In May 2012, Carroll published a book, United Breaks Guitars: The Power of One Voice in the Age of Social Media,[15] detailing his experiences.“United Breaks Guitars” has become a textbook example of the new relationship between companies and their customers, and has demonstrated the power of one voice in the age of social media. It has become a benchmark in the customer-service and music industries, as well as branding and social-media circles. Today, more than 150 million people are familiar with this story.

From the outset, involve all constituents who will be involved in delivering on or participating in the strategy. As part of the strategy, determine how you plan to use the feedback received via social media and create both real-time and historical reports and alerts that effectively communicate what is learned with all relevant internal groups.Decide which social media channels you need to support by asking your customers and members of your target audience what they want to use. It should be their decision, not yours.The contact center or customer service group should be responsible for responding to social media interactions. Use workforce management to determine the number of resources required to support each channel at a predetermined service level. Identify quantifiable metrics, and possibly qualitative ones, for determining if your social media program is successful. If the social media volume is low enough, start by handling these interactions manually, but invest in the right technology once an investment in text analytics and/or multi-channel contact center solutions can be cost-justified.Integrate the social media channel with existing customer service/contact center servicing or customer relationship management solutions, so that everyone involved in handling inquiries has a complete multi-channel view of what is happening with each and every customer. The goal is to resolve all issues on a timely basis in order to keep anything negative from going viral.Set a different service level for each social media channel. The service levels should be set to meet the expectations of your customers, prospects and the public who will be using that social media channel. Here are some guidelines: Twitter – should be addressed within 1 to 5 minutes; Facebook/LinkedIn/community forums – response should be within 2 – 4 hours. (Keep in mind that in social media there is no such concept as “business hours”.) Put in place service level agreements between customer service/contact center and all departments involved in providing the information required to respond to social media interactions on a timely basis.Create standardized procedures for handling common types of social media interactions. Make sure these procedures are aligned with those of your other customer service or contact center channels to avoid having customers “play” your organization.Create a time-sensitive escalation process for social media interactions that are “hot” and at risk of going viral.Use social media proactively to build your brand and support your marketing initiatives, not just on a defensive basis. It’s paramount that you be where your customers are so they can reach you as quickly as possible. phone, email, chat, Twitter, Facebook, a community forum and product feedback forum. Be proactive. DON’T just stand back and let the feedback come to you. Social media empowers you to be more active in your customer outreach. We’re constantly listening to online conversations about our product so we can spot and respond to positive and negative feedback as quickly as possible. In order to truly help your clients, you need to understand what their unique goals are, then provide unique solutions.See every complaint as a golden opportunity. when a customer reaches out to us (even negatively) always see it as an opportunity to engage with them.Also, these encounters give us the chance to learn more about our customers and products so we can get better at providing for them. Strive for moments of AWESOME. What is a moment of awesome? It’s when a customer has an experience that exceeds their expectations. It could be having your question answered on Twitter just seconds after you tweet it. Or maybe it’s hearing back from a support rep, weeks after your problem has been fixed, just as a friendly follow-up. We’ve seen small thoughtful actions make big differences.
